How WhatsApp turned a collections process into a revenue recovery engine for a leading Malaysian credit leasing company 

The Results

Collections is a race against two things: how quickly a customer can be reached after an account goes overdue, and how little friction stands between that contact and an actual payment. The previous process lost time on both fronts, first in reaching customers at all, then in getting them from acknowledgement to action. 

Automating the reminder meant every overdue account was contacted consistently and immediately, without waiting on agent capacity. Putting payment inside the same conversation meant that consistency translated into completed transactions rather than simply more messages sent.

Client Background

One of Malaysia’s established credit leasing companies provides financing for vehicles and equipment to individual and business customers nationwide. Collections is a core part of that business: every overdue account represents revenue the company has already extended and is entitled to recover, and the speed and consistency of follow-up directly affects how much of it actually comes back. 

The business came to ADA with a familiar problem in an unfamiliar amount of detail: recoverable revenue was slipping through a collections process built around manual, agent-led outreach, on channels customers had largely stopped responding to. 

The Challenge

The collections workflow depended heavily on agents working through overdue accounts one at a time. That model had a ceiling built into it, and the business was running up against it. 

  • Manual follow-ups consumed agent time that scaled linearly with the size of the overdue book, leaving less time for the accounts that needed the most attention. 
  • Delayed reminders meant payment deadlines were missed simply because a customer hadn’t been reached yet, not because they were unwilling to pay. 
  • Traditional outreach channels, phone calls and SMS, were increasingly ignored: calls went unanswered, and SMS reminders blended into a stream of other messages customers no longer read closely. 
  • There was no easy way for a customer to act on a reminder in the moment. Even a customer who wanted to pay immediately after seeing a message had to switch to another app or channel to actually do it. 
The Solution
1 Segment and trigger

Overdue accounts were identified automatically as they crossed defined thresholds, rather than waiting for an agent to work through a call list. This meant every account entered the collections journey at the right moment, not whenever an agent happened to reach it. 

2 Personalized reminders

Each customer received a WhatsApp message personalized with their outstanding amount and relevant account details, timed to the specific overdue trigger rather than sent in a single generic batch. Because it arrived on WhatsApp rather than as a call or SMS, it reached customers on a channel they were already checking. 

3 Two-way conversation

Customers could reply directly in the chat, whether to ask a question, dispute the amount, or commit to a payment date, without waiting on hold for an agent. Routine queries were handled conversationally, freeing agents to focus on accounts that genuinely needed a human touch. 

4 In-chat payment

Customers who were ready to pay could complete the transaction with one tap, directly inside the conversation. Removing the need to switch to a banking app or portal meant the moment a customer decided to pay was the same moment they were able to. 

5 Confirmation and CRM sync

Once payment was completed, the CRM updated automatically and a CSAT trigger closed the loop, capturing customer sentiment while the interaction was still fresh. Collections agents and account teams saw an accurate, real-time picture of which accounts were resolved without manual reconciliation.
