How DBS Indonesia Activated Its Existing Customer Base to Drive Loan Uptake and AUM Growth Through WhatsApp
The controlled comparison produced an unambiguous outcome. WhatsApp delivered a 1.8× higher conversion rate than SMS
Beyond the campaign metric, each incremental conversion represents a balance sheet event. A CASA customer who takes up a loan product expands their AUM contribution to the bank. At the scale of DBS Indonesia’s customer base, a 1.8× conversion uplift compounds into a material AUM growth story — drawn entirely from an existing, already-acquired base.
The payment reminder infrastructure is live and operational, extending the commercial value of the WhatsApp channel beyond acquisition into ongoing loan lifecycle management.
DBS Bank is one of Southeast Asia’s largest retail banks, with a substantial customer base across Indonesia built over decades. Millions of those customers hold current accounts with the bank — an existing relationship that, with the right nudge, is ready to grow.
For a bank at this scale, some of the most valuable AUM growth doesn’t come from acquiring new customers. It comes from deepening what already exists. A current account holder who takes up a loan product becomes a more valuable customer overnight. The economics are straightforward. The question is how you reach them in a way that moves them to act.
Rather than replacing SMS outright, DBS designed a controlled, apple-to-apple comparison: identical message content, identical audience segments, identical click-to-website call-to-action mechanics — the only variable was the channel. This was a deliberate methodology choice. It isolated channel behaviour as the sole differentiator, producing a clean, defensible commercial data point for future investment decisions rather than a result attributable to creative or targeting variables.
Within the WhatsApp environment, existing CASA customers received targeted loan offers aligned to their product eligibility and customer profile. The channel’s native engagement characteristics — high open rates, conversational interface, trusted sender identity — created the conditions for customers to act on offers they might have ignored on SMS. Each conversion represents a direct AUM expansion event: a current account relationship deepened into a current account plus loan relationship.
Separately from the cross-sell campaign, DBS Indonesia implemented WhatsApp-based payment reminders as a loan servicing workflow. Keeping the customer in the same channel from offer through to repayment reduces friction, supports healthier repayment behaviour, and lowers cost-to-serve across the loan book. The acquisition motion and the servicing motion now share a single, coherent channel infrastructure.
